Capacity and It's Impact on Customer Service | SMART Marketing ...

My wife has a preferred local hair salon that she visits less frequently than she?d like, mostly due to exorbitant, premium costs. I know how the saying goes, ?You get what you pay for.? Heck, I?ve even heard myself echoing this over the years on occasion. This salon, on the surface, seems to be a good illustration of that saying with several talented employees decked out in New York black, a comfortable luxurious, leather-couched atmosphere including champagne while you wait, and a steady stream of seemingly, well-to-do clients. However, as of recently, a new reason for even less frequent visits from my wife has confusingly emerged?the hair salon either is not interested in her business or they are just ?too busy.? I?ll give them the benefit of the doubt by assuming the latter and try to prove that. Here?s goes?
- Example 1: The past two times my wife has tried to ?book? an appointment to give said-hair-salon her business, they responded saying they were booked solid through the next six (yes, six!) weeks. To make an appointment for a time that was convenient to my wife?s schedule would mean booking two-plus months out. The hair salon, however, was not empathetic yet happy to put her on the wait list for ?cancellations.? If she wanted a real appointment it?d have to wait until May. In layman?s terms that means ?after-season? when business is expectantly slower. Knowing how quickly hair grows and changes, and how important events call for hair-done-right, this seems extraordinary and not acceptable.
- Example 2: After actually making her last appointment which included my wife AND our daughter (side note: the visit would have amounted to over $250 in hair treatment!) which she also had to wait weeks to secure that appointment, the salon had the cahonas to call the day of the appointment and ask to reschedule, for reasons ?unknown.? Really? Wait several weeks to spend over $250 for about 1 hour?s time and then have to reschedule and wait another several weeks?
Both of these examples made it obvious to me that, not only is the salon supposedly ?too busy? but they are not interested in lower priority customers during their peak season. It has left my wife, a potential regular customer?during both peak and off-peak seasons, mind you?despondent and furious. She pays the suggested rate card, tips well, and is a relatively easy, younger head of hair to work on. I mean, how different is a high-priority head, or customer, different from hers?
This hair salon?s poor treatment of, and lack of capacity for, a potential higher-valued customer?
Take a pause to do the math quickly here folks:
+ frequency + retention ? cost to serve customer = + profitability + lifetime value
?led me to think through the concept of capacity and how its impact on customer service may be overlooked by this salon and others, perhaps in advertantly.
Capacity, Further Defined
Capacity, according to dictionary.com can be defined with relevance to our topic as:
- The ability to receive or contain: This hotel has a large capacity.
- The maximum amount or number that can be received or contained; cubic contents; volume: The inn is filled to capacity. The gasoline tank has a capacity of 20 gallons.
So, in a service business, capacity would mean the maximum number of person-hours that can be retained to perform specific service tasks and/or projects. This makes sense in the hair salon example mentioned earlier. There are only so many stylists that work for the hair salon, with so many available time slots for appointments within one given day. Once all of those slots are booked, it pushes available time slots further into the future. Premium time slots are more coveted and book easily whereas others, off-peak or off-season, are likely more available and accessible.
Capacity and Its Impact on Service
It?s interesting to note the impact of capacity on customer service. Take a restaurant with a host, five waiters, two chefs and a wine steward, for example. If you walk into that restaurant and as the dinner evening?s first and only customer, it?s likely you will get premium level service from several, if not all, of that staff. The table will be sharply made. Your order will be taken expeditiously. Food will be prepared quickly and served hot. And, it will be a comfortable, high-touch dining experience. Fill that restaurant to capacity and it is likely service levels will change. Now, take that same filled restaurant and subtract three of the wait staff, one chef and the wine steward, and service really starts to diminish. The business and customers suddenly become, at risk for loss (i.e customers leaving, poor referrals, etc.).
At or beyond capacity does not have to necessarily equate to poor customer service. Remember, customers who have an affinity for your brand, product or service also have a threshold for their expectations. Seinfeld?s Soup Nazi was a great example of this. Customers would wait in excessive lines and be treated inconsiderately to experience an extraordinary bowl of soup, taken to go, nonetheless. It created fear and anxiety among many customers. Truth be told, it was the Soup Nazi?s exceptional product, not the wait or poor treatment, that customers desired the most. Had he improved the waiting experience by providing new soup samples, wi-fi for the busy professional, and/or compliments to each customer, it is possible demand and loyalty would have excelled. He might have even been able to charge a higher premium for his soup and generate higher profitability with the same level of personnel and infrastructure; capacity.
The Soup Nazi?s capacity and impact on customer service placed his business at risk. This was further illustrated when Elaine got a hold of his recipes. Had she opened up a soup kitchen down the street promoting the same Soup Nazi product, yet with no wait, kinder service and at better prices, she might have very well stolen some or all of the Soup Nazi?s business. It?s important to constantly remind yourself that:
- Customers have choices.
- Competition is formidable.
- And, most businesses depend on how defendable a product or service you have, for the customer threshold on service, pricing and other factors.
Capacity-Service Tips
Here are a few tips to keep your capacity and its impact on service in check to optimize your business:
- Prioritize Your Customers Yet Treat Them All As VIPs: know the average revenue and/or profitability of each customer and their lifetime value (including referral value), yet treat them all as important VIPs. Low revenue generating customers can become high revenue generating customers and/or the best referrals. Don?t take any customer, and their potential for business, for granted. Take time to recognize customers and their value for your business (without customers there is no business). Be polite and thank them profusely for choosing your business.
- Be Honest and Forthright. Make an Effort by Giving Alternatives to Satisfy Their Buying Need: If you?re at/beyond capacity, be sure to tell your customers, but not at the expense of making them feel unimportant. Something like this, goes a long way, ?Mrs. Customer, I?m sorry to inform that we?re currently at capacity and cannot accept your reservation during the time that you want. Your business is extremely important to us. Here are a few alternatives that may satisfy you.? Offer a discount or other incentive for the inconvenience so not to lose their business. Make the effort to retain your customers as this could be your last chance to do so. And, it costs more, generally, to acquire a customer than it does to retain an existing one.
- Manage Demand, Service Capacity and Resulting Profitability, Carefully and Regularly: If your problem is high demand beyond capacity and you are not interested in increasing capacity (via technology, more employees, etc.) for whatever reason, you may consider raising your rates or not taking on new clients to prevent your business from becoming at risk. Don?t be afraid to drive demand to accommodate capacity with price, service and other functions. Rental properties have peak rates, for example, when demand is most high. This might take some testing but could be well worth it.
To reiterate, your customers have choices. Competition is formidable. And, unless your product or service is 100% defendable, decreasing service because of capacity could put your business at risk. Manage your business? capacity and service levels to help acquire, retain and grow the most profitable customer relationships and, ultimately, achieve business success.

Failure. No one likes to fail, yet everyone has. Of course, it's not something that we shout or boast about because it doesn't feel good -- in fact, it feels terrible. Yet, as much as we prefer not to own up to it, everybody has failed. Whether it's an executive telling you that you are not qualified enough, and that you should go back to school. Perhaps the business banking team thinking your business plan is not efficient and not achievable, or, the head coach sitting you down in his office, and mentioning that you cannot be on his team because you lack the talent. The experience is universal. We've all heard: You're too young. You don't have a clue. You don't know what you're doing. Do you have any idea of what you're getting yourself into? In spite of profound or incredible talent, they took whatever they did possess, and delivered through a tremendous work ethic to achieve their highest dreams. They didn't give up. They didn't crouch in a corner. They shaped the debilitating experience of failure into the pages of history with the respect of others and the honor of self. Will Smith once said,
"Talent you have naturally. Skill is only developed with hours, and hours, and hours of beating on your craft."
Since we all share this human story, draw from others in your pod, in your life, who serve as the prime example of what it truly means to deliver. I don't know too many people who work harder on their craft than David Merritt. The guy is completely relentless in his personal pursuit. He was a very accomplished basketball player out of high school, however, they said he was too small and wasn't good enough to play Division 1 basketball. Big mistake.
Upon arriving at the University of Michigan, he knew that some day he would wear the Maize and Blue jersey. He tried out for the Michigan basketball team twice, and failed. Subsequently, he worked even harder. I even said, and I wasn't the only one: What are you doing? Focus on your schoolwork and future. Why are you working so hard? Yet, I still remember David in the gym, past midnight, shooting shots. I recall his daily commutes, back and forth, from Ann Arbor to Detroit to work out with a personal trainer. He worked on his game with the utmost dedication, focus, and drive, without even being on the team! He improved his skills, developed his strength, drew from his faith, and sharpened his agility, so that he would compensate for not being the ideal size of most college guards. When he tried out again the following year, for the third time, it was undeniable, and the coaches couldn't pass on him. He made the team. And a year later, not only was he now on the roster, but he wore the Maize and Blue as the captain and leader of the team that went on to NCAA Tournament for the first time in 11 years.
Find people like all of the greats listed above. Seek out these incredible individuals, close to home, who can become real-life, tangible guides of inspiration. David represents this to the fullest. He inspires me still, and all those around him. He applies the Rule of Delivery better than anyone else, and it's just a matter of time before Merit, his new fashion brand that helps raise money for underserved youth to attain a college education, takes flight and soars.
So gather your closest friends, talk about your setbacks, learn from one another, and, most importantly learn from yourself. Then go back and put your best foot forward. Lay the first brick. If you stumble, that's ok. Rise up, and lay another brick. Keep going. Because greatness awaits those who deliver. Now, get to work.

And here's what's going on in 'Darksiders II?s neck of the woods ...
First off, they?ve announced the game?s actual release date ? kind of a big deal, right? Darksiders II?will be available June 26 in North America, Europe and Australia, with the UK having to wait until June 29 (sorry, Brits!).
The Darksiders?crew have also revealed the official cover art for the game novel they recently announced, ?The Abomination Vault.? The book will ship this May, so you have plenty of time to finish before getting the game.
The Darksiders?community has also partnered with Astro Gaming to be the official headset provider for the game. Astro is now able to craft custom tags for A40 headsets that utilize the key art from Darksiders II, and future custom items are on the way. You can see the community manager?s custom set above. Are they not the most awesome things? I?m jealous, to be honest.

ScienceDaily (Feb. 23, 2012) ? The technological world of the 21st century owes a tremendous amount to advances in electrical engineering, specifically, the ability to finely control the flow of electrical charges using increasingly small and complicated circuits. And while those electrical advances continue to race ahead, researchers at the University of Pennsylvania are pushing circuitry forward in a different way, by replacing electricity with light.
"Looking at the success of electronics over the last century, I have always wondered why we should be limited to electric current in making circuits," said Nader Engheta, professor in the electrical and systems engineering department of Penn's School of Engineering and Applied Science. "If we moved to shorter wavelengths in the electromagnetic spectrum -- like light -- we could make things smaller, faster and more efficient."
Different arrangements and combinations of electronic circuits have different functions, ranging from simple light switches to complex supercomputers. These circuits are in turn built of different arrangements of circuit elements, like resistors, inductors and capacitors, which manipulate the flow of electrons in a circuit in mathematically precise ways. And because both electric circuits and optics follow Maxwell's equations -- the fundamental formulas that describe the behavior of electromagnetic fields -- Engheta's dream of building circuits with light wasn't just the stuff of imagination. In 2005, he and his students published a theoretical paper outlining how optical circuit elements could work.
Now, he and his group at Penn have made this dream a reality, creating the first physical demonstration of "lumped" optical circuit elements. This represents a milestone in a nascent field of science and engineering Engheta has dubbed "metatronics."
Engheta's research, which was conducted with members of his group in the electrical and systems engineering department, Yong Sun, Brian Edwards and Andrea Al?, was published in the journal Nature Materials.
In electronics, the "lumped" designation refers to elements that can be treated as a black box, something that turns a given input to a perfectly predictable output without an engineer having to worry about what exactly is going on inside the element every time he or she is designing a circuit.
"Optics has always had its own analogs of elements, things like lenses, waveguides and gratings," Engheta said, "but they were never lumped. Those elements are all much larger than the wavelength of light because that's all that could be easily built in the old days. For electronics, the lumped circuit elements were always much smaller than the wavelength of operation, which is in the radio or microwave frequency range."
Nanotechnology has now opened that possibility for lumped optical circuit elements, allowing construction of structures that have dimensions measured in nanometers. In this experiment's case, the structure was comb-like arrays of rectangular nanorods made of silicon nitrite.
The "meta" in "metatronics" refers to metamaterials, the relatively new field of research where nanoscale patterns and structures embedded in materials allow them to manipulate waves in ways that were previously impossible. Here, the cross-sections of the nanorods and the gaps between them form a pattern that replicates the function of resistors, inductors and capacitors, three of the most basic circuit elements, but in optical wavelengths.
"If we have the optical version of those lumped elements in our repertoire, we can actually make designs similar to what we do in electronics but now for operation with light," Engheta said. "We can build a circuit with light."
In their experiment, the researchers illuminated the nanorods with an optical signal, a wave of light in the mid-infrared range. They then used spectroscopy to measure the wave as it passed through the comb. Repeating the experiment using nanorods with nine different combinations of widths and heights, the researchers showed that the optical "current" and optical "voltage" were altered by the optical resistors, inductors and capacitors with parameters corresponding to those differences in size.
"A section of the nanorod acts as both an inductor and resistor, and the air gap acts as a capacitor," Engheta said.
Beyond changing the dimensions and the material the nanorods are made of, the function of these optical circuits can be altered by changing the orientation of the light, giving metatronic circuits access to configurations that would be impossible in traditional electronics.
This is because a light wave has polarizations; the electric field that oscillates in the wave has a definable orientation in space. In metatronics, it is that electric field that interacts and is changed by elements, so changing the field's orientation can be like rewiring an electric circuit.
When the plane of the field is in line with the nanorods, as in Figure A, the circuit is wired in parallel and the current passes through the elements simultaneously. When the plane of the electric field crosses both the nanorods and the gaps, as in Figure B, the circuit is wired in series and the current passes through the elements sequentially.
"The orientation gives us two different circuits, which is why we call this 'stereo-circuitry,'" Engheta said. "We could even have the wave hit the rods obliquely and get something we don't have in regular electronics: a circuit that's neither in series or in parallel but a mixture of the two."
This principle could be taken to an even higher level of complexity by building nanorod arrays in three dimensions. An optical signal hitting such a structure's top would encounter a different circuit than a signal hitting its side. Building off their success with basic optical elements, Engheta and his group are laying the foundation for this kind of complex metatronics.
"Another reason for success in electronics has to do with its modularity," he said. "We can make an infinite number of circuits depending on how we arrange different circuit elements, just like we can arrange the alphabet into different words, sentences and paragraphs.
"We're now working on designs for more complicated optical elements," Engheta said. "We're on a quest to build these new letters one by one."

We all clutter our lives with thoughts and emotions, trials and tribulations, and there is the temptation to let our issues become bigger than they really are and rule our lives.

It is okay to have faults and make mistakes. It's okay to have thoughts and feelings. But above all of this is the love you have for your spouse, the love you have for one another. And love will conquer them all.
It is possible to not like your spouse or not like what they are doing and still love them. It's possible to not like where your life or your marriage is at but still love your spouse. The love you have for your spouse and your marriage can remain constant.

MINNEAPOLIS -- Kevin Love scored 12 of his 20 points in the fourth quarter, including a pair of free throws with 0.1 seconds, to lead the Minnesota Timberwolves to a 92-91 victory over the Philadelphia 76ers on Sunday night.
With the Target Center crowd standing and roaring, Love drove to the basket with his head down and tempted Andre Iguodala to reach in and try to swipe the ball away. The whistle sounded, Love walked to the line and calmly swished both shots. He also had 15 rebounds after starting the game 3 for 16 from the floor.
Ricky Rubio had a career-high 22 points to go with six rebounds and five assists. His backup, J.J. Barea, added 14 points to help offset another strong game by Jrue Holiday of the Sixers. Holiday had 20 points on 10-for-20 shooting, plus five rebounds and three steals.
Neither team led by more than one over the final 6 1/2 minutes. Love, who had only six points at halftime, drained a 3-pointer down the stretch and hit a 21-footer with less than a minute to go to push the Wolves to a 90-89 lead.
Thaddeus Young answered on the other end for the Sixers with a jumper from the wing, and Love missed a 3-pointer.
Lou Williams, who got it going in the second half after Philadelphia's leading scorer attempted only three shots before the break, tried a crossover step-back jumper from the top of the key with Martell Webster in his face that rimmed out. Love grabbed the rebound with less than 4 seconds left, setting up the final possession.
Nikola Pekovic had 17 points and nine rebounds for the Timberwolves (16-16), who notched their third three-game winning streak of the season to move back to the .500 mark. They play at Denver on Monday night, starting a stretch of 16 out of 23 games on the road. Coach Rick Adelman shortened his rotation to eight again, and the Pekovic-Love starting lineup improved to 6-3 on the season.
Sixers coach Doug Collins spoke about how "exceptionally proud" he's been of his team during this difficult month on the schedule, encouraging the players to keep the positive energy they created earlier in the season despite four losses in their previous six games.
Still in command of the Atlantic Division, the Sixers (20-12) played seven of their past nine games against some of the toughest teams in the NBA, including a loss on Friday night to defending champion Dallas. This is their first three-game losing streak of the season.
Collins has been pushing Holiday to assert himself more offensively rather than being so focused on getting all his teammates involved, and the third-year point guard tried to do that, taking 10 shots in the first half. It looked as if Rubio, who is fast becoming one of the NBA's premiere pass-first point guards, was listening in on the other team's pep talk judging by the first half.
He had a scorer's mentality over the first 24 minutes for sure, helping the Wolves dig out of an 18-7 deficit early with a tying 3-pointer late in the first quarter. He also reached the free throw line six times, making all six.
The floppy-haired rookie went back to distribution mode after halftime, assisting on each of Minnesota's first four baskets and setting up Pekovic inside for a potential fifth, but the big guy got fouled.
With Love and Pekovic playing together now in the post, the Wolves are even more of a handful for anyone to keep away from rebounds, putbacks and soft hook shots around the basket. They spent much of the third quarter attacking inside and parading to the foul line, but they were unable to build any more than a brief one or two-point lead against the Sixers and their rugged, active defense.
Philadelphia leads the league with an average of less than 88 points allowed per game.
NOTES: The last time Rubio scored 20-plus points in a game was when he was a 17-year-old playing for the DKV Joventut club in Spain, 4 1/2 years ago. ... Williams had averaged nearly 19 points over his last seven games. He finished with 13. ... Pekovic grabbed five or more offensive rebounds for the fifth straight game, matching Minnesota's franchise record set by Love in December 2009. ... The three Timberwolves rookies were hazed with new backpacks at their stalls in the locker room before the game. Rubio's was purple with a picture of teen pop star Justin Bieber; Malcolm Lee's was pink featuring the "Hello Kitty" cartoon; and Derrick Williams had a pink depiction of Disney princesses. Adelman said he hadn't heard about the prank but immediately suggested veteran Brad Miller as the culprit.
